Job Description:

· Design, execute, and continuously optimize company's Southeast Asia after-sales service operation strategy to ensure customer satisfaction and retention rates meet targets.

· Lead and manage after-sales operations team, including functions such as customer support, technical support, and customer success.

· Develop and maintain efficient customer support processes and standard operating procedures to ensure timely resolution and proper handling of customer issues.

· Develop and implement customer training plans to help customers in better understand and use of products, enhance customer satisfaction and product stickiness.

· Coordinate cross-departmental collaboration, closely collaborating with sales and product development teams to address customer issues and continuously improve products and services.

· Analyse customer feedback and data, identify problems and marketing opportunities, propose improvement suggestions and optimization plans.

· Manage the performance and resources of the after-sales operations team to ensure efficient operation and achievement of operational goals.

· Regularly report after-sales service operation status and customer feedback to the management, provide improvement suggestions and strategic planning.

Job Requirements:

· Bachelor's degree or above from a domestic university ranked 211 or above, or overseas institutions ranked in the top 200 by QS.

· Over 10 years of experience in relevant field, including after-sales service or customer success in overseas market of SaaS products.

· Excellent bilingual communication skills, fluent in both Chinese and English, capable of effectively communicating and resolving cross-cultural communication issues.

· Strong customer-oriented thinking and problem-solving abilities, capable of respond quickly to customer needs and providing high-quality solutions.

· Outstanding leadership and team management skills, able to motivate and guide teams to achieve performance goals effectively.

· Excellent analytical and problem-solving skills, capable of independent thinking and quickly addressing various challenges.

· Good resilience and teamwork spirit, able to maintain high efficiency and quality performance in a fast-paced and changing work environment.

Job Responsibilities

1. Product strategic planning:

a. Study market demand and customer feedback and formulate strategic plans for SaaS products.

b. Coordinate product development and release plans to ensure timely delivery of high-quality products.

2. User experience management:

a. Be familiar with user interfaces to ensure the product is easy to use and intuitive, and conduct product improvement for user experience.

b. Analyse user behavior and provide improvement suggestions to increase user satisfaction and retention rates.

3. Data analysis and monitoring:

a. Use internal and external Business Intelligence (BI) tools to monitor key performance indicators.

b. Analyse user behavior data and provide targeted suggestions for product improvement.

4. Marketing and communication:

a. Plan and coordinate online and offline marketing activities, including participation in industry exhibitions and cooperative promotions.

b. Develop and execute promotion strategies to increase brand awareness and online presence.

5. Customer relationship management:

a. Establish active interactions with customers, understand their needs, and ensure the best use of products by customers.

b. Review customer satisfaction surveys and take measures to improve user experience.

6. Teamwork:

a. Work with the product development team to communicate market needs and user feedback to ensure that the product meets market standards.

b. Work with the marketing team to provide product knowledge training and support sales activities.

7. Market trend analysis:

a. Track industry trends and competitor dynamics and provide timely market intelligence.

b. Analyse competitors’ product strategies and provide countermeasures.

8. Report directly to the General Manager and maintain close cooperation with the marketing department and product team.

9. Lead the Customer Sucess team to formulate product operation systems, strategies, operation manuals and other documents, and supervise their implementation.

Job Requirements

Job requirements:

1. Educational qualifications and experience:

a. Bachelor's or master's degree in business management, marketing, computer science or other related majors.

b. 8-10 years product operation experience in the SaaS field and have successful product promotion experience.

2. Skills:

a. Excellent project management and execution skills, proficient in using project management tools such as Jira, Trello, etc.

b. Excellent communication and coordination skills, including technical communication and coordination with the development team.

c. Advanced ability to analyse and interpret data, proficient in using SQL or other data analysis tools is a plus.

d. Be familiar with the SaaS industry and related technologies and understand cutting-edge technologies such as cloud computing and artificial intelligence.

3. Characteristics:

Responsibilities for Support Team Lead: 

IT services and support activities: 

• Troubleshoot and support End User related issues. 

• Ensure the team’s adherence to the standard operating procedures and service quality (such as first-time resolution of incidents, minimising re-opening of the tickets, maintaining ticket and quality documentation). 

• Handle escalated issues and work autonomously to resolve complex problems in a multi-functional setting, assessing, and communicating with stakeholders. 

• Collaborate with IT Service Management, Application Support and IT Operations teams for major incidents and escalate, as necessary, to Senior Management. 

• Identify and gather enhancements areas, such as process improvements, reporting enhancements and automation and report it to the Head of End User Technology.   

• Increase operational efficiency by automating repetitive tasks and building a solid knowledge base, reducing the time and effort to rediscover knowledge. 

• Assist in recruitment, onboarding new applications and services, and managing project-specific tasks. 

• Monitor team performance and provide on-the-job training as necessary for junior team members. 

• Assist with onboarding and offboarding new starters, including preparing equipment for new starters and account creation or removal in supported applications. 

• Provide Executive Support to Senior Management and be the site point of contact for all IT-related matters. 

• Perform health checks and monitor automated system and application alerts, resolving issues where possible.  

• Learn new technologies and acquire new skills to cater to the changing demands. 

• Any other ad-hoc tasks.  

• Solid technical knowledge in Windows (10,11, Server), Azure Active Directory, Microsoft 365, Exchange, MS Teams, MDM, MAM, Auto Pilot, Intune, JAMF, Microsoft Virtual Desktop, Citrix XenApp, and Monitoring tools. 

• Proven experience in technical support activities for laptops, desktops, smartphones, telephony, and networking. 

• Working knowledge of ITIL processes (certification desirable). 

• Experience working with IT ticketing systems such as Manage Engine, JIRA Service Desk, or ServiceNow.
