JOB RESPONSIBILITIES:

Focal Point Communication: Act as the official bridge and focal person, as and when required, to communicate with customers/workshops on administrative, logistical (e.g., delivery status, documentation, and product availability), and general non-technical inquiries via phone, email, and dedicated platforms.

Sales Performance Assistance: Compile and analyse internal reports (e.g., call logs, interaction frequency, ticket resolution times) to assist management in gauging the activity and performance of the in-house Business Consultants (salespersons).

Issue Triage: Efficiently log all client queries and complaints, providing timely follow-up and coordinating with the relevant internal departments (e.g., Sales, Logistics, Technical team) for resolution.

Customer Satisfaction: Coordinate and execute customer satisfaction survey practices, including the distribution, collection, and initial tabulation of feedback from the workshop network.

Administrative Communication: Assist in the preparation and distribution of general client communications, such as welcome kits, informational memos, and holiday greetings.

Data Management: Perform essential data entry, ensuring all workshop and client contact information, interaction history, and transactional details are accurately and consistently recorded in the CRM system.

Record Integrity: Proactively monitor and maintain the quality of the customer database (e.g., deduplicating records and updating outdated information) to ensure a reliable source of truth for all business functions.

Role Overview:

The lead is responsible for leading demand forecasting and capacity planning to ensure optimal staffing strategies that support service level targets across all channels.

This role supervises the WFM analyst team, governs the forecasting methodology, and oversees workforce planning deliverables, enabling the WFM Manager to focus on strategic initiatives, stakeholder management, and long-term workforce optimization.

Job Responsibilities:

Forecasting & Capacity Planning

• Lead the development and governance of short-term and mid-term demand forecasts across all service channels (calls, email, chat, etc.).
• Translate forecasted demand into FTE requirements using workforce planning methodologies.
• Develop capacity planning models to determine staffing requirements, resource allocation, and service level feasibility.
• Support annual headcount planning, manpower budgeting, and hiring projections in collaboration with Operations and HR.
• Ensure forecast assumptions, methodology, and planning parameters are consistently applied and documented.

Scheduling Governance & Resource Optimization

• Oversee workforce scheduling frameworks to ensure coverage aligns with forecasted demand and capacity plans.
• Ensure scheduling strategies are aligned with staffing plans, shrinkage assumptions, and operational constraints.
• Guide analysts in implementing strategies to optimise service-level performance and workforce utilization.
• Monitor staffing allocation across functions and channels to support cross-function resource optimisation when required

WFM Team Leadership

• Supervise and guide WFM analysts responsible for forecasting support, scheduling execution, and reporting.
• Review analysts’ outputs, including forecast models, staffing plans, and operational reports.
• Establish structured workflows, ownership, and deliverable timelines within the WFM team.
• Provide coaching to develop analytical and workforce planning capabilities across the team.

WFM Performance Monitoring & Reporting

• Monitor key workforce planning metrics such as Service Level, Forecast Accuracy, Shrinkage, Occupancy, and Staffing Utilization.
• Provide structured insights and analysis to support operational decision-making.
• Maintain reporting frameworks and dashboards (Excel / Power BI) to ensure visibility of workforce performance.

Requirements & Qualifications

• 6-8 years of experience in Workforce Management, Capacity Planning, or Contact Center Operations.
• Minimum 2 years of team leadership or supervisory experience in WFM or operations analytics.
• Strong understanding of contact center forecasting methodologies and capacity planning models.
• Advanced skills in Excel, data analysis, and reporting tools (e.g., Power BI), with working knowledge of DAX and SQL.

ABOUT YOUR ROLE

The Workforce experience specialist is under the hub workforce experience, governance and project management sector. The role’s main responsibility is to support HR operation, the company HR digitalization roadmap and lead project-related efforts in Malaysia. The role shall also actively ensure the management of employee inquiries with a high degree of customer satisfaction, expertise and timeliness for Malaysia sites and support projects to expand our knowledge base and service portfolio.

YOUR RESPONSIBILITIES WILL INCLUDE

• Managing responses to questions on administrative HR procedures and practices via multiple channels (e.g., email, phone, chat, and case management system)

• Responsible for resolving Malaysia employee inquiries in a timely and quality manner

• Lead the preparation and creation of the necessary data & documentation for processing changes (personal data, job information, reporting line changes, compensation changes, etc) into the HR Master Data System in an accurate and timely manner (Oracle)

• Keep track and ensure the data quality of employee master data maintenance at all times  

• Coordinate Digital HR projects rollout in collaboration with different stakeholders and departments

• Coordinate process harmonization across multiple Business Units in the country. 

• Be an expert on Malaysia HR policy-related questions, provide guidance to both managers and employees, provide support on audit activities, and escalate as appropriate

• Educate employees and be an advocate of promoting services available to them and encourage self-service tools and other systems. Conduct online and offline training whenever necessary.

• Identify outdated knowledge articles and/or the need to create new knowledge articles

• Actively seek ways to expand the knowledge base through identifying process gaps and employee needs. Educate content owners proactively the correct way to manage articles in the knowledge base .

• Actively lead process standardization & service delivery projects through engagement with HR and line management.

• Act as an expert on the HR knowledge base and employee inquiries.

Will be the nerve center of our customer support operations. You'll monitor real-time performance across phone, chat, and email channels, proactively identifying and resolving service level deviations before they impact customers. You'll lead a team of real-time analysts, coaching them to excellence while serving as the primary escalation point for operational challenges. Your decisions will balance customer experience, employee wellbeing, and business efficiency. You'll create and maintain playbooks for intraday management, execute tactical interventions including schedule adjustments and overtime management, and collaborate with Planning, Scheduling, and Operations teams to optimize resource allocation. You'll analyze performance metrics, identify patterns, and drive continuous improvement across all aspects of workforce management.
