Quality Assurance analysts audit interactions to measure adherence to prescribed company policies and processes. The analyst is a flag bearer for the foodpanda brand and evaluations interactions with an objective of improving overall customer and rider experience through providing feedback on SOP, Process and agent behavior

• Auditing a team of front line agents across channels like Chat, Call & Email for transaction quality and SOP adherence for Customer service
• To maintain desired levels of productivity & accuracy on audits performed by self
• To coach front line agents on overall SOP, Process and new changes
• Perform analysis to identify the root cause of potential issues. Partner with internal stakeholders to drive CSAT improvement projects

DUTIES AND RESPONSIBILITIES:

• Performs chat & call monitoring and provides trend data to the site management team.
• Uses a quality monitoring data management system to compile and track performance at team and individual level.
• Performs monitors of chat, Call, and email responses. Participates in call listening/ interaction deep dive programs to identify rider needs and expectations.
• Provides feedback to call center team leaders and managers.
• Analyze CSAT ratings for the country/ BPO to identify customer pain points.
• Flag non performing agents & support performance with coaching & feedback interventions via team leader
• Participate in weekly calibrations/ performance review calls with BPO partner to measure/track or implement improvement initiatives
• Participate in calibration calls to improve overall understanding & usage of QA Scorecard

ROLE POSITIONING AND OBJECTIVES

To possess strong knowledge of the process and has the ability to influence the riders perception of our brand. Someone who has good communication and analytical thinking skills to establish a positive image of our business to the riders, customers and the vendors. You should not just be able to assist our riders on a daily basis but also should be able to grasp the insights from your day to day work to provide insights on how we can make the riders experience seamless with foodpanda. You will function as the first point of contact or frontliner who assists our riders with their concerns for both delivery and non-delivery related enquiries.

WHAT YOU WILL OWN:

• Handle inquiries from Riders and Order related issues via live chats/calls/email to ensure seamless customer and rider experience
• Develop excellent product knowledge to enhance riders’ experience and support
• Provide riders guidance in order to address the concerns raised, both on the deliveries and other issues
• Able to function as a one stop assistance centre by providing first contact resolution to our riders/stakeholders
• Able to multitask working on various channels
• Handle complaints, provide appropriate solutions and alternatives within the allocated time
• Adhere to the quality process set to ensure that we are providing accurate and timely service to the riders
• Grow as part of Live Operations in line with our foodpanda values and COE principles
• Ability to work on personal and team goals as part of a dynamic team in a fast paced environment

Support and maintain all System Application Software and IT Operations to ensure timely delivery of support services and smooth running of the day-to-day operation.

Responsibilities: 

• Effectively deliver support for System Application Software and provide recommendations to improve the overall operations and enhance the applications in order to support current and meet new business requirements. 
• Maintain a proactive approach in attending to users’ requests and enquiries, identify and troubleshoot problems, provide advice and follow through in meeting user needs and expectations within a stipulated time to ensure smooth operation of all IT systems applications.
• Facilitate or coordinate project-related activities on the ground with the project team & the vendors.
• Prioritise and manage open issues hardware and software according to Service Level Agreement (SLA) or agreed turnaround time.
• Effective administer and manage all servers and networks, while ensure all backups and contingency processes are performed accordingly.
• Maintain a complete inventory for all IT related equipment, licenses and support contracts and update in a timely manner according to Standard Operating Procedure (SOP) and Policy.
• Implement and enforce system accessibility and user security according to SOP, completion timeline and good practices.
• Assist in every IT related area including intercompany initiatives as and when required to ensure the organisation objectives are met.
• Conduct in-house training to users to create awareness on applications and enhance usage of applications for continuous improvement.
• Perform any other tasks or assignments as directed by the management from time to time.
